When the main distribution channel is represented by non-controlled retailers though, achieving the desired proximity is a detached process from the sales, and might easily result in a complex and expensive program.<\/p>\n<p>Jewellery and watches manufacturers suffer more than anyone else from the lack of data upon their final consumers, as the spending capacity of each one of them can be very high, and keeping them close to the brand is a vital factor of success.<\/p>\n<p>In this article, we explore how jewellers and watchmakers can successfully use their Warranty programs to obtain customers data, feed their CRM tactics and increase the number of repeated sales while keeping a good relationship with their retail distribution channel.<\/p>\n<h2><strong>The retailer \u201cexclusive relationship\u201d thinking <\/strong><\/h2>\n<p>A traditional warranty is usually made of a nicely refined card, where the retailer stamps its sign, notes a code and marks the date of the sale. From that date for the entire \u201cwarranty time\u201d, the customer will be able to bring that item back to the shop, have it cleaned, maintained or repaired, while the manufacturing company will pay for these services.<\/p>\n<p>This form of warranty is in line with the objectives of the retailers: it allows them to engage an exclusive relationship with the customer, while no transfer of information to the manufacturing brand is required, making it impossible for the latter to create any type of proximity with the final consumer.<\/p>\n<p>But how to break the rule? It is not easy to disregard strong retail brands such as Christ in Germany and Switzerland or Chow Tai Fook in China. In order to get around the problem, large groups such as Richemont and LVMH have allocated massive investments in the creation of their own retail distribution channel. Unfortunately, not every brand has the financial and commercial power to bypass the retailers, so for everybody else the first challenge is represented by piercing the \u201cretailer exclusive relationship\u201d thinking.<\/p>\n<h2><strong>The evolution of the high-end consumer<\/strong><\/h2>\n<p>One asset in the manufacturer\u2019s hands is the drastic evolution the typical luxury consumer went through during the past 15 years. It is difficult to imagine how a world-travelling, social-addict, ecommerce-comparator current buyer of a high-end jewel can confer the decision to buy to a \u201cproximity\u201d shop.<\/p>\n<p>A 2017 research from McKinsey was highlighting how the purchase of a luxury item is conditioned by at least 5 \u201ctouch points\u201d. In a few words, wealthy people won\u2019t buy a brand they didn\u2019t \u201cmeet\u201d at least in:<\/p>\n<p>1) A shop in the centre;<\/p>\n<p>2) At airports;<\/p>\n<p>3) At their friend\u2019s wrist, or neck, years, etc\u2026;<\/p>\n<p>4) On the Internet (website, reviews, e-malls);<\/p>\n<p>5) On social networks (Instagram first)<\/p>\n<p>It is impossible to predict where the purchase will actually take place. The choice of available channels drastically diminishes the traditional idea of one shop building an exclusive and lasting relationship with the customer. If a consumer buys a watch on Chrono 24 from a dealer sitting thousands of kilometres away, who will hold the relationship? Who will take care of the maintenance and the repairs?<\/p>\n<p>This type of consumers expects an international warranty, valid in Geneva as well as in Dubai, New York or Singapore, in any point of sales where the brand is represented. In the majority of cases, they will have no warranty card with themselves, they will barely have knowledge of where and when they bought their jewel, admitted it wasn\u2019t a gift. Nevertheless, they expect to be recognized as customers of the brand and to be treated as such.<\/p>\n<h2><strong>Designing a smart warranty program, 5 best practices<\/strong><\/h2>\n<p>During the last 10 years a handful of pioneering brands tested various Warranty programs leveraging on web technologies; some of them could trace a sustainable path, other just failed.<\/p>\n<p>Out of the successful experiences, we could identify the 5 \u201cbest practices\u201d listed below:<\/p>\n<ol>\n<li>First and foremost, the warranty shall be activated by an online registration. Leave behind any paper process on behalf of the retailer or of the customer. The first activation shall be done by the retailer on a dedicated \u201cintranet\u201d, so to obtain multiple results at once: know what is in the retailer\u2019s stock at any time; start to track the \u201chistory\u201d of the good, from the place it was first sold; learn who is the purchaser. In order to ensure the customer\u2019s information have been duly filled, you might wish to send the buyer an email to \u201cconfirm\u201d their data. This communication will also begin the aimed direct relationship with the brand.<\/li>\n<li>Make the information collected in the \u201cintranet\u201d available to every authorised dealer. This will allow you to make sure wherever in the world, the owner can enter in confidence into a retailer of the brand, and be recognized as a customer, taking advantage of every benefit and privilege this status shall bring.<\/li>\n<li>Create a dedicated access for the final customer, and make visible the entire intervention history. Make sure this interface becomes a part of the privileged communication with the customer, for example by adding exclusive content or offering valuable access to the brand touch points (sponsored events, product presentations).<\/li>\n<li>The registration shall be associated with a personalised \u201cConcierge\u201d service. This service, partly managed by people and partly automatized, shall be able to send messages when it\u2019s time to review, clean or somehow \u201cmaintain\u201d the good. Being discretely proactive will increase the brand\u2019s proximity, improve the customer satisfaction and last but not least will generate more revenues for the distribution channel overall.<\/li>\n<li>The history of the item shall be available to everybody who has its product code (readable on the item itself). Real-life examples proved that enlarging the access to this information diminishes the attractiveness for robbers, and improves its appeal for both first and second-hand collectors, with undeniable benefits for the brand. The data available shall be selected in a privacy compliant way but still be comprehensive of where the item has been first bought, the current owner, the maintenance history any other changes brought by authorised dealers.<\/li>\n<\/ol>\n<h2><strong>Conclusions<\/strong><\/h2>\n<p>A digitalized Warranty program is a not-to-miss opportunity to create brand proximity and increase repeated sales. In order to bypass the well-known retailers\u2019 skepticism, the program shall be built so that the distribution channels have a clear perception of the value that such a program will return for them.
